Answering the review you wish you had not read
A negative review is read by people deciding whether to give you a try, and they are reading your reply as much as the complaint. Here is what the reply has to do, and three worked examples.
What the reply is actually for
The complaint is usually two or three things at once. A wait, then a dish, then a bill. The reviewer is telling you which one bothered them most by the order they put them in, and the first one is almost never the one they are angriest about.
You are not writing to the reviewer. They have already been, already formed a view, and in most cases will never read the reply. You are writing to the next twelve people who read that review while deciding where to eat, and what they are testing is whether a business that gets something wrong sounds like one that would put it right. A reply that argues fails that test even when it is correct on the facts. A reply that says what happened, what changed, and where to reach a person passes it even when it concedes nothing.

The rules that survive contact with a real complaint

Do
- Name the specific thing that went wrong, in their words, so the reply cannot be mistaken for a form letter.
- Say what has changed or what you are checking, and keep it to something you can actually do this week.
- Give one route to a person: an email address, a name at the door, a phone number.
- Keep it short. Under eighty words reads as composed; three paragraphs reads as defensive.
Do not
- Do not dispute their account of the evening in public, even when you have the till receipt in front of you.
- Do not offer money, a voucher or a free meal in the reply. Settle that privately or not at all.
- Do not blame a named member of staff, a supplier or the weather.
- Do not send a groundless legal threat to get the review taken down. The FTC rule below treats that as a prohibited practice.
Questions owners ask about negative replies
Should I reply to every negative review?
Reply to the ones that describe something specific, because those are the ones a reader can evaluate. A one line review with nothing in it still deserves a short acknowledgement, but it does not need three sentences of detail it cannot support.
How quickly should the reply go up?
Within a few days is fine. Same hour is not better: a reply written while you are still annoyed is the one that argues, and arguing is the failure mode a reader notices most.
What if the review is wrong about the facts?
Correct the record once, briefly, without adjectives, and move the rest to a private channel. A reader forgives a factual correction and remembers a public argument.
